Bespoke Omilia–NiCE CXone integration delivering bilingual voice biometrics for a California community bank

Tri Counties Bank's conversational AI and voice authentication ambitions required a fully custom integration framework. NiCE's native tools were insufficient, and Omilia's licensing tier excluded critical features.

THE CLIENT

Tri Counties Bank is a California-based community banking institution serving a demographically diverse customer base, including a significant Spanish-speaking population and a substantial proportion of older customers who rely on familiar voice interaction patterns. 

The bank's leadership had selected Omilia and NiCE CXone as the core platforms for a modernized customer engagement environment. The goal was natural language IVR, biometric voice authentication replacing SMS-based 2FA, and bilingual support across English and Spanish.

THE CHALLENGE

The two platforms had been selected and licensed before the Group was engaged. When the integration work began, three structural problems became clear:

  • Omilia's licensing tier did not include critical components that the intended use case required. 
  • NICE's native integration tooling, including Virtual Agent Hub, was not capable of supporting the AI orchestration and multilingual biometric flows the bank needed.
  • The bank's internal teams were fatigued from a recent major platform change, limiting their capacity to absorb additional complexity.

The organization was committed to both platforms and could not replatform. The integration had to be engineered around the gaps.

WHAT WE BUILT

Primero Group built a fully custom integration framework connecting Omilia and NiCE CXone by engineering each component from first principles (since no native connectors existed at the time). A conferencing bridge was created that allowed Omilia to operate inside NiCE's IVR flow, enabling real-time variable passing and dynamic call routing based on user intent detected by the AI layer. 

Voiceprint authentication flows were designed to support secure, touchless biometric verification in both English and Spanish, thus eliminating SMS-based 2FA while meeting compliance requirements. DTMF fallback logic and redundant self-service flows were built inside NiCE to cover the use cases excluded from Omilia's licensing tier. AI-to-agent handoff paths were engineered to route unresolved queries to live agents without detectable transitions — no hold tones, no system-switching signals that would cause call abandonment. The implementation was grounded in Tri Counties' specific demographic context: the goal was not technological ambition but operational improvement — faster authentication, more intuitive call steering, reduced hold times, and genuine accessibility for Spanish-speaking members.

The combination of two platforms with no native integration path, licensing constraints that required capability to be built rather than configured, and the need to serve a broad demographic without disrupting familiar interaction patterns represents exactly the kind of problem that requires deep platform expertise and genuine engineering capability.
